Tiivistelmä
Asiakkaiden sitouttaminen tehostaa liiketoiminnan kannattavuutta, sillä se tarkoittaa esimerkiksi toistuvaa asiakkaan ostokäyttäytymistä. Asiakkaiden sitoutuminen perustuu asiakkaan omaan kokemukseen toimittajayrityksestä ja haluun toimia saman toimijan kanssa toistuvasti hankintatarpeen ilmentyessä. Sitoutumisen syntymisen taustalla on useita tekijöitä, kuten asiakkaan tyytyväisyys toimittajaan.
Toimittajayrityksen näkökulmasta halutaan toimia siten, että asiakkaat sitoutuvat mahdollisimman tehokkaasti käyttämään toimittajan tuotteita ja palveluita. Tuotteita ja palveluita toistuvasti käyttävä asiakas on palveltavissa pienemmällä panoksella ja vaatii siten vähemmän resursseja pitkällä tähtäimellä, sillä asiakkaan saavuttamiseen ei tarvita erityisiä resursseja. Tässä tutkimuksessa tarkasteltiin kohdeyrityksenä Hilti (Suomi) Oy:n asiakkaita ja organisaation insinööriosaston tuottamien teknisten insinööripalveluiden vaikutusta asiakkaiden sitoutumiseen.
Tutkimus toteutettiin data-analyysinä CRISP-DM (engl. Cross-industry standard process for data mining) prosessimallin mukaisesti kohdeyrityksen myyntidatasta. Tutkimuksen tavoitteena oli tunnistaa miten insinööripalveluiden käyttäminen näkyy asiakkaan ostokäyttäytymisessä ja miten insinööriasiakkaat asettuvat suhteellisessa käyttäytymisperusteisessa lojaliteettimittauksessa. Suhteellinen käyttäytymisperusteinen lojaliteetti määritettiin käyttäen kirjallisuudesta valittua RFM-mallia (engl. Recency, Frequency, Monetary) ja tutkimuksen kohdeyrityksen määrittämiä lojaliteettirajoja. Data-analyysin tuloksien tueksi tutkimuksen aikana suoritettiin havainnointia toimien osana insinööriosastoa kohdeyrityksessä. Insinööripalveluita käyttäviä asiakkaita verrattiin asiakkaisiin, jotka eivät ole käyttäneet insinööripalveluita. Tutkimuksessa tutkittiin 6278 asiakasta, joista 951 käytti insinööriosaston tuottamia palveluita.
Tutkimuksessa havaittiin, että noin puolet insinööriasiakkaista päätyivät luokittelussa yrityksen lojaaleimpaan asiakasryhmään ostokäyttäytymisen perusteella ja edustivat 1643 sitoutuneesta asiakkaasta 28,5 \% osuutta. Insinööriasiakkaiden osuus vähemmän sitoutuneissa asiakasryhmissä oli huomattavasti pienempi. Rahamääräisesti nämä 468 sitoutunutta insinööripalveluita käyttänyttä asiakasta edustivat reilua neljännestä koko yrityksen liikevaihdosta. Havainnoinnin näkökulmasta huomattiin merkittäväksi se, että usein insinööriosatolle tulleet yhteydenotot liittyivät akuuttiin ongelmatilanteeseen, johon etsittiin ratkaisua. Kirjallisuudessa esitettiin, että juurikin asiakkaiden ongelmien ratkaisu tuottaa asiakkaille tyytyväisyyttä ja tyytyväisyys sitouttaa asiakasta toimittajaan, joka täyttää asiakkaan tarpeet myös ongelmatilanteissa. Customer engagement enhances the profitability of operations from a business perspective. It is based on customer's own experience of the supplier and the customer desire to do business with the same supplier repeatedly. There are several factors behind customer engagement, such as customer satisfaction with the supplier.
The aim of customer engagement is to ensure that customers commit to use suppliers products and services. From the supplier's point of view a customer who repeatedly uses products and services can be served with a smaller input and thus required fewer resources in the long run. This study examined the customers of Hilti (Suomi) Oy as a target company and the impact of the technical engineering services on customer engagement.
The study was carried out as a data analysis of the the target company sales data following CRISP-DM (Cross-industry standard process for data mining) framework. The aim of the study was to identify how the use of engineering services is reflected in the customer's purchasing behaviour and how engineering customers are positioned in a relative behaviour-based loyalty measurement. RFM (Recency, Frequency, Monetary) framework was used to measure relative behaviour-based loyalty and customers were segmented using target company's loyalty framework. To support the results of the data analysis, an observation was performed during the study, by acting as part of the engineering department at the target company. To support the results of the data analysis, the engineering department of the target company was also observed. Customers who use engineering services were compared to customers who have not used engineering services. There was 6278 customers in total and 951 of them were engineering customers who used technical engineering services.
The study found that almost half of the engineering customers ended up in the company's most loyal customer group in terms of purchasing behaviour. They represented 28.5 \% of this group of 1643 loyal customers. Number of engineering customers in less engaged customers group was notably lower. In monetary terms this group of 468 loyal engineering customers valued one fourth of the total net sales of the company. From the observation perspective, it was found to be significant that often the customer contacts to engineering services were related to an acute problem situation for which a solution was sought. It was presented in the literature that it is precisely the solution of customer problems that produces customer satisfaction. Satisfaction binds the customer to a supplier who also meets the customer's needs in problem situations.
